How to Respond to a Customer Complaint (Template: Defuse First, Fix Second)

When to send this

The same day it arrives, as fast as you can. How much damage a complaint does is directly tied to response speed — answered same-day, most get resolved; left for three days, they become reviews.

Regarding [issue], I'll look into it right away and get back to you with a concrete resolution by [time]. Your feedback genuinely helps us do better. The most common mistake

Explaining in the first reply. Even when you're completely in the right, explaining reads as defending. The first email does three things only: acknowledge how they feel, say you're handling it, ask for the specifics. Save the explanation for the second email, once the temperature has dropped — that's when they can actually hear it.

Variant: when the situation is different

If the complaint is about an employee, take the responsibility upward. Don't critique staff in front of a customer. "That's a failure of our training and management" protects your team and your professionalism at once. Blaming an employee in public doesn't read as accountability — it reads as a business in disarray.

After you send it

Once it's fixed, tell them it's fixed. Most businesses go quiet after resolving something, and that final "here's what we changed" email is often the exact step that turns a complaint into a repeat customer.
